The Research-to-Development (R2D) Session on Enhancing LPPKN’s Klinik Nur Sejahtera (KNS) was held on 3 September 2026 as part of LPPKN’s strategic initiative to translate research findings into practical, responsive and customer-oriented service improvements.
Klinik Nur Sejahtera is an important component of LPPKN’s service ecosystem, providing a range of reproductive health and family well-being services to the community. As customer needs and expectations continue to evolve, the quality of service delivery is no longer assessed solely on the range of services provided. Increasingly, it is shaped by the overall customer experience — from searching for information and booking appointments, to arriving at the clinic, undergoing consultation or treatment, making payments, receiving follow-up care and providing feedback after the service.
The R2D session was informed by findings from the study entitled “Customer Journey Mapping: A Qualitative Study at LPPKN’s Klinik Nur Sejahtera”, conducted under the LPPKN Research Grant (Geran Penyelidikan LPPKN) 2025. The study examined organisational processes, feedback from service users and KNS’s existing operating model, while identifying several strategic areas for enhancing service delivery. Key enablers identified included revenue and cost management, digital health and telemedicine, data and analytics, and KNS brand positioning.
Through the Research Translation Laboratory, or R2D Lab, the session brought together researchers, LPPKN management, medical officers, nurses, counsellors, frontline personnel and relevant officers to jointly assess the KNS customer journey and develop improvement proposals that could be translated into concrete action.
Key Outcomes
1. Developing a Comprehensive Understanding of the KNS Customer Journey
The R2D session mapped the customer experience across the entire service journey, beginning with awareness and information search → enquiries or appointment booking → registration → consultation or treatment → payment or service receipt → follow-up → feedback and repeat utilisation.
This approach enables every interaction between customers and KNS to be identified and assessed, allowing LPPKN to better understand the service experience from the perspective of actual users.
2. Identifying Critical Touchpoints and Service Gaps
Every interaction between a customer and KNS represents a touchpoint that can influence the customer’s overall perception of LPPKN’s services. Key areas of focus include ease of access to information, appointment booking and registration processes, waiting times, customer communication, the consultation experience, payment processes, access to digital systems, and continuity of treatment and follow-up care.
Identifying and evaluating these touchpoints is essential to creating a customer experience that is simpler, friendlier, more consistent and more reassuring.
3. Designing a Better KNS Customer Experience
The R2D session also focused on developing a more holistic customer experience for KNS. This extends beyond operational processes to include workforce competencies, the use of digital technology, customer communication, the physical clinic environment and continuity of care.
The aim is to ensure that customers do not experience quality service at only one stage of their engagement with KNS, but rather receive a consistently positive experience throughout their entire journey.
4. Accelerating the Digitalisation of KNS Services
Digital transformation is an important component in enhancing the customer experience. Through the R2D session, opportunities for improvement in appointment systems, customer communication and follow-up, service feedback mechanisms, as well as the use of data and analytics were explored with the aim of making services more responsive and accessible.
This approach can also support the development of more systematic mechanisms for measuring customer experience, enabling continuous service improvement based on evidence and customer feedback.
5. From Ideas to a KNS Transformation Plan
One of the key priorities of the R2D approach is to ensure that recommendations do not remain merely at the discussion stage. Through the R2D Lab, participants identified proposals that could be translated into immediate actions, pilot initiatives and medium-term transformation measures, including the identification of responsible action owners and appropriate implementation timelines.
This approach enables research findings to serve as a foundation for organisational actions that are clearer, measurable and easier to monitor.
6. Enhancing KNS as a Family Health Service Brand
Beyond improving operational processes, the R2D session also provided an opportunity to revisit the positioning of KNS within the community.KNS has the potential to be further enhanced as a modern, inclusive, customer-friendly, accessible and trusted brand for reproductive health and family well-being services.
From Research to Action
The implementation of the R2D Session on Enhancing Klinik Nur Sejahtera reflects LPPKN’s commitment to ensuring that research findings do not end with reports or publications, but are translated into tangible improvements in the delivery of services to the community.
By integrating research evidence, customer experience and the practical knowledge of frontline personnel, the R2D approach provides a platform for LPPKN to identify not only what needs to be improved, but also how those improvements can be implemented in practice.
Through this approach, KNS has the potential to evolve from a network of service-providing clinics into a more integrated reproductive health and family well-being ecosystem that is customer-centred and increasingly driven by data and technology.
This initiative is aligned with LPPKN’s aspiration to continuously enhance evidence-based service delivery and to ensure that its services remain responsive and relevant to the evolving needs of Malaysian families and communities.
